Role & responsibilities

  • Forecasting & Planning:

    Analyzing historical data to predict future workloads (calls, chats, tickets) and capacity planning.
  • Scheduling:

    Creating and managing agent schedules to match forecasted demand and ensure service levels (SLAs) are met.
  • Real-Time Management:

    Monitoring live volume and adjusting staffing, managing breaks, and handling exceptions.
  • Performance Monitoring:

    Tracking key metrics like adherence, shrinkage, and efficiency, and reporting on performance.
  • Collaboration:

    Working with operations, team leads, and managers to address staffing issues and improve processes.
